What is First Call Resolution in Contact Centers? How to Measure it and What Moves it

What Is First Call Resolution in Contact Centers?

Key takeaways

  • First call resolution (FCR) measures the share of customer contacts resolved without a repeat.
  • Surveys, repeat-contact windows and QA evaluation each produce a different number, so choose one method and keep it constant.
  • Knowledge access, agent authority, routing and coaching move FCR more reliably than shorter calls do.

A customer who calls twice has told you the first call did not finish the job. First call resolution (FCR) puts a number on that signal, and the number depends on how you collect it.

What first call resolution measures and how to measure it

FCR is the percentage of customer contacts resolved during the first interaction, with no follow-up needed. Contact centers use “first call” for voice and “first contact” when the same test applies to chat, email and messaging. The definition rests on one judgment: whether the customer’s issue is resolved, not whether the agent closed the ticket.

Each measurement method answers a slightly different question.

Method What it tells you Main limitation
Customer survey Whether the customer believes the issue is resolved Low response rates and recall bias
Repeat-contact window Whether the same customer contacts you again about the same issue within a set period, such as seven days Misses customers who give up or switch channels
QA evaluation Whether the agent’s handling resolved the issue, scored from the interaction Reflects only the interactions your team reviews

A seven-day window and a 30-day window produce different results, and a survey result will differ from both. Choose one method, write down the rule, and keep it constant so the trend means something. Our earlier guide to defining and measuring FCR covers the calculation in more detail.

What a good FCR rate looks like

Published industry benchmark research puts the all-industry average at about 70 percent and classes 70 to 79 percent as a good result. Treat that as a reference point, not a target. Technical support contacts resolve less often than simple account questions, and that research relies on post-call surveys, so its figures do not map directly onto a repeat-contact rate. Benchmark each call reason against its own history first, then compare against peers that use the same measurement method.

What moves FCR

Four operational factors tend to shape FCR:

  • Knowledge access. Agents resolve more contacts when they find the right answer during the interaction, not after it.
  • Agent authority. Agents who can issue a credit, approve an exception or complete a change without a transfer remove one cause of repeat contacts.
  • Routing. Matching each contact to an agent with the right skills reduces transfers.
  • Coaching. Coaching that targets resolution behaviors, such as confirming the fix with the customer before closing the contact, builds the habit.

FCR and handle time pull against each other when teams chase short calls. An agent who rushes a call to hit a target often creates a second one. Track both together, and judge handle time within the same call type. We cover the pattern in our post on why AHT optimization fails, and our post on strategies to improve first call resolution lists more tactics.

Finding unresolved contacts with quality analytics

Sampling limits what a quality team learns about FCR. When reviewers score 2 to 5 percent of interactions, repeat-contact patterns hide in the rest. Etech Global Services built QEval™, its proprietary quality analytics platform, to deliver 100% interaction coverage instead of that industry-standard sample. With every interaction scored, a quality team can tag unresolved contacts by call reason, queue and agent, then route each pattern to the right fix: a knowledge article, a policy change or a coaching plan. ETS Labs, the company’s AI innovation arm, supports the analytics work behind it. See how quality checks work with contact center analytics for the review workflow.

Frequently asked questions

What is the difference between first call resolution and first contact resolution?

First call resolution applies the test to phone contacts. First contact resolution applies the same test across every channel, including chat, email and messaging.

Is a higher FCR always better?

Not on its own. A team that chases FCR can hold customers on calls that belong with a specialist, which raises handle time and can lower satisfaction. Read FCR alongside handle time and CSAT. Our post on whether FCR is still relevant explores the question.

Why does my FCR differ from a published benchmark?

The measurement usually differs. Survey results, repeat-contact windows and QA evaluations produce different numbers, so confirm that your method and window match the benchmark’s before you compare.

Repeat calls signal unfinished work. Pick one measurement rule, benchmark each call reason against its own history, and address the factors above in order of how many repeat contacts they cause. Run a QA audit of your current contact center program to see which call reasons generate the most repeat contacts.
